Modernizing member services with Dynamics 365 Contact Center and Copilot at a regional health plan
A regional health plan's member services center was overwhelmed every open enrollment by eligibility, claims-status and ID-card requests. pronix.ai implemented Dynamics 365 Contact Center with Copilot Studio self-service, a unified member-history workspace and Copilot-guided workflows, so routine requests were automated and seasonal agents ramped faster. Client name withheld under confidentiality; outcomes are typical for this scope, not audited client results.

The challenge
A regional health plan's member services center absorbed a sharp spike every open-enrollment season. Eligibility, claims-status and ID-card requests made up a large share of calls, agents searched several systems to piece together a member's history, and seasonal hires took weeks to become productive. Leadership wanted to raise first-contact resolution and shorten ramp time without weakening member-data privacy or appeals and grievance handling.
Our approach
Contact-reason and journey analysis
Pronix.ai sampled contact reasons, repeat-contact patterns and transfer paths to separate Tier-1 requests suitable for automation from benefit, appeal and grievance conversations that must stay with licensed staff.
Automated Tier-1 member requests
Copilot Studio self-service on voice, chat and the member portal handled eligibility checks, claims status and ID-card requests after member authentication, with a clear path to a person at any point.
Unified member history in Dynamics 365
Eligibility, claims and prior-interaction context were brought into one Dynamics 365 Contact Center workspace so agents resolve the request on the first contact instead of calling back.
Guided workflows for complex requests
Scripted, auditable workflows guided agents through benefit questions and correctly flagged potential appeals and grievances for the regulated handling process.
Copilot-assisted ramp for seasonal staff
Copilot for Service, grounded in approved plan documents and policies, gave new agents the right answer in context, shortening the time from classroom to independent calls during open enrollment.
Privacy and audit controls
Member-data access followed least-privilege roles, Copilot grounding was limited to approved content, and interaction logs were retained for quality and regulatory review.
Stack assumptions
The reference stack behind this program. Assumptions are what pronix.ai brought in on day one — swap-outs are common, and the implementation summary explains where the substitutions cost time or accuracy.
| Layer | Component | Assumption on day one |
|---|---|---|
| Contact center | Dynamics 365 Contact Center | Unified routing for member voice, chat and portal |
| Self-service | Copilot Studio | Authenticated eligibility, claims-status and ID-card intents |
| Agent assist | Copilot for Service | Grounded in approved plan documents and policies |
| Core systems | Eligibility and claims integrations | Read access via the plan's existing integration layer |
| Governance | Role-based access and audit logging | Appeals and grievances always routed to licensed staff |
