Scaling peak-season service with Dynamics 365 Contact Center and Copilot at a specialty retailer
A specialty retailer's order-status and returns volume doubled every peak season. pronix.ai implemented Dynamics 365 Contact Center with Copilot Studio self-service across chat, SMS and voice, plus Copilot for Service summaries for agents — so the team handled peak without the usual temporary hiring wave. Client name withheld under confidentiality; outcomes are typical for this scope, not audited client results.

The challenge
An omnichannel specialty retailer saw order-status ("where is my order"), delivery and returns contacts roughly double every peak season. The team relied on temporary hiring, long training cycles and overtime, while chat and voice ran on separate tools with no shared customer history — so customers repeated themselves and many contacted the retailer more than once about the same order.
Our approach
Peak-season contact analysis
Pronix.ai profiled peak-season contact reasons and repeat-contact drivers, and agreed baseline measures for containment, onboarding time, CSAT and repeat contacts before any build began.
Copilot Studio self-service across channels
Order-status, delivery, returns initiation and store-hours intents were automated on chat, SMS and voice with live commerce and order-management lookups.
Context-preserving handoff
Escalations arrived in Dynamics 365 Contact Center with the full self-service transcript and order context, so customers never had to repeat themselves.
Real-time Copilot agent assist
Copilot for Service suggested policy-correct answers for returns, exchanges and delivery exceptions, letting seasonal staff handle conversations confidently far sooner.
Automated summaries and wrap-up
Conversation summaries and wrap-up codes reduced after-call work and gave operations cleaner data on why customers were contacting the retailer.
Peak-ready operations and continuous tuning
Forecasting and real-time dashboards gave supervisors visibility before queues spiked, and weekly intent reviews moved new contact reasons into self-service through the season.
Stack assumptions
